When SFR's chairman tells you he wants you to be the most feared person in the company, he is not talking about intimidation. He is talking about giving the customer back a place that nobody dares to challenge anymore. That was the mandate Christophe Famechon received when he joined SFR two years ago, after 30 years in customer relations that started in a call center in South America for France Télécom.

Christophe describes a radical turnaround. When he arrived, he found around thirty experts able to solve any customer problem, and thousands of call center agents with no access to that expertise. His guiding thread became clear: break down silos, turn managers into coaches, and establish what he calls “the tyranny of the individual case.” Every complaint gets handled, every breakdown is traced back and fixed at the source.

The concrete result: the Customer Day, a day when any SFR employee can work in a store, facing customers, to understand the reality on the ground. The executive committee, for its part, calls dissatisfied customers every Friday. KPI-driven management gives way to a culture of measurable action.

Christophe also shares an observation that goes beyond SFR: in a country where nearly four households in ten consist of a single person, the link with a telecom operator is no longer just a service, it is a social anchor. When the connection drops, it is often the last thread that gives way.
